Target · >98%If we get 100 tickets in a week and you resolve 99 of them before the SLA clock runs out, you're hitting the mark. Missing one because you were stuck waiting for a user isn't ideal, but we track that too.
First Call Resolution (FCR)
The percentage of issues you can fully resolve in the very first interaction, without needing follow-ups or escalations.
Target · >75%A user calls about a blocked invoice, and you can guide them through the Goods Receipt process on the spot, closing the ticket immediately. That's an FCR win. If you have to go away and investigate, it doesn't count.
User Satisfaction (CSAT)
The average rating from users after their ticket is closed, usually collected via a quick survey.
Target · >4.5 / 5.0After you help Sarah with her PO query, she gets a survey asking 'How satisfied were you with the support you received?' A 5-star rating means you nailed it. Anything less, and we'll want to understand why.
Knowledge Base Usage
The percentage of your resolved tickets where you've either linked to an existing knowledge base article or created a new one.
Target · Links KB article in >50% of resolutions; creates 1-2 new articles monthly.You've just explained how to submit an expense claim for a P-Card. You then link the official guide in your ticket notes. Even better, if you find a common question not covered, you write a new article for it.
Process Adherence & Compliance
How well you guide users to follow our established procurement policies and procedures, acting as a guardian of our 'No PO, No Pay' rule.
- You'll be known for consistently enforcing policies, explaining the 'why' behind them, and flagging potential compliance risks to your manager. This means fewer instances of 'maverick spend' or after-the-fact PO requests that you've had to push back on.
Proactive Problem Identification
Your ability to spot recurring issues from individual tickets and suggest systemic improvements, rather than just fixing the symptom.
- You'll bring up trends in weekly team meetings, saying things like, 'I've had five tickets this week about X – I think the form is confusing, or we need a new KB article.' You'll propose simple fixes that prevent future tickets.
Stakeholder Communication Clarity
How clearly and empathetically you communicate with both internal users and external suppliers, especially when delivering difficult news or explaining complex processes.
