Roughly 2-3 years at the L2 level, once you've truly mastered independent problem-solving and de-escalation.Skills to master
- Consistently high FCR rates, proven ability to handle complex cases without supervision, a proactive approach to identifying issues, and a natural inclination to help and guide newer team members.
You're ready to move on when
- You're already the 'go-to' person for tricky questions from junior agents.
- You've successfully de-escalated several high-stakes customer complaints on your own.
- You proactively flag recurring issues to your manager with suggestions for improvement.
- Your performance metrics are consistently at the top end of the team's averages.

From General Customer Service (with Social Media Exposure)
Around 3-5 years in a broader customer service role, with at least 2 years specifically focused on digital channels or social media.Skills to master
- A deep understanding of our products/services, strong de-escalation skills applicable across channels, excellent written communication, and a quick grasp of social media platform nuances and tools.
You're ready to move on when
- You've regularly handled customer complaints via chat, email, or phone, and can translate those skills to social.
- You've actively participated in social media support, even if it wasn't your primary role.
- You're familiar with social media management tools and how they work.
- You show a strong desire to specialise in the social media space and understand its unique challenges.

From Community Manager / Social Media Coordinator
Roughly 4-6 years in a community management or social media coordination role, with a strong emphasis on direct customer interaction and issue resolution.Skills to master
- Ability to shift from proactive engagement to reactive problem-solving, deep understanding of brand voice, strong crisis communication awareness, and a customer-centric mindset.
You're ready to move on when
- You've managed online communities and dealt with difficult members or negative sentiment.
- You've directly responded to customer queries and complaints on social media platforms.
- You understand the difference between marketing-led social and customer service-led social.
- You have a proven track record of maintaining positive online relationships and de-escalating conflicts.
