3What this role really is

This is a starting role in live chat customer service, answering customer questions and issues in real time by text.

4What you'd actually use

The tools this job runs on, and how well you'd need to know each one.

Managing concurrent chats, using pre-written responses (macros), tagging conversations correctly, and navigating basic inbox views to find customer history. You'll be in this all day, every day.

Salesforce Service Cloud (CRM) Basic

Viewing customer history, logging detailed case notes after each chat, and updating contact records. You'll use a pre-configured layout, so it's mostly about accurate data entry.

Guru (Knowledge Base) Intermediate

Searching for and applying knowledge cards to solve customer issues. You'll also learn to flag content that seems out of date or incorrect for review by senior agents.

Using team channels for quick questions to your Team Lead or colleagues, getting alerts about system outages, and escalating issues when needed. Knowing basic channel etiquette is key.

Zendesk Support (Ticketing System) Basic

Creating and updating tickets for issues that need to be escalated from chat to a different team (like Tier 2 support). You'll understand ticket statuses and priorities.

5What you get to decide, and how that grows

Power in a job isn't your title. It's what you're allowed to decide. Here's how it grows as you move up.

The choiceComing in Where you are nowThe step above
Troubleshooting a known issue Follow documented steps in Guru. Escalate if steps don't resolve or if issue is not documented. Independently apply troubleshooting steps. Adapt approach for common variations. Document new solutions if found. Diagnose novel issues, identify root causes, and propose solutions. Author new knowledge base articles. Decide on best course of action for complex, undocumented problems.
Handling an upset customer Apply basic de-escalation techniques (L.A.S.T. method). Escalate to Team Lead if customer remains highly agitated or becomes abusive. Independently de-escalate most situations. Use judgment to offer small goodwill gestures within guidelines. Know when to escalate to a senior agent. Handle the toughest de-escalations, including those threatening churn. Make judgment calls on policy exceptions (within limits). Coach junior agents on de-escalation.
Updating customer records in CRM Accurately log chat notes and update contact details as instructed. All changes are reviewed by QA. Independently update all relevant customer and case details. Identify and correct minor data integrity issues. Create basic reports for personal use. Identify and flag systemic data integrity issues. Create custom reports for team insights. Train new agents on CRM best practices.

6How you'll be judged

The scoreboard, and what is not on it. The hard targets, how often each is actually looked at, and the quiet signals that never reach a dashboard.

Customer Satisfaction (CSAT)
How happy customers are with your specific chat interactions.
Target · >90%

If 92 out of 100 customers give you a positive rating after a chat, you're hitting this. We'll look at trends, not just one-off scores.

First Contact Resolution (FCR)
Solving the customer's issue completely within your first chat, without needing to escalate or follow up.
Target · >75%

Out of 100 chats, you manage to sort out 78 of them completely on your own, right there and then. This shows you're getting good at finding solutions quickly.

Average Handle Time (AHT)
The total time you spend on a chat, from when it starts to when you close it.
Target · <10 minutes

You're typically wrapping up your chats in about 8-9 minutes. We don't want you rushing, but it's about being efficient too. We'll balance this with CSAT, always.

Quality Assurance (QA) Score
How well your chats meet our quality standards, reviewed by a senior agent or team lead.
Target · >95%

Your Team Lead reviews 5 of your chats and finds that 4.8 out of 5 meet all the criteria for empathy, accuracy, and process adherence. This is a big one for learning.

Proactive Learning & Application
How quickly you pick up new product knowledge and support processes, and then actually use them in your chats.
  • You're asking smart questions in team meetings, actively using the knowledge base without constant prompting, and your Team Lead notices you're making fewer repeat mistakes. You'll be seen applying feedback from QA reviews in subsequent chats.
Adherence to Process & Tools
Following the established steps for troubleshooting, using our chat platform (Intercom) and CRM (Salesforce) correctly, and documenting chats properly.
  • Your chat notes in Salesforce are clear and complete. You're using the right macros and tags in Intercom. You're escalating issues correctly and not trying to 'wing it' on complex problems. Your Team Lead won't have to chase you for missing info.
Clear & Empathetic Communication
How well you write in a way that's easy for customers to understand, shows you care, and matches their tone.
  • Customers comment positively on your helpfulness and clarity. Your chats avoid jargon. You're using phrases like 'I understand how frustrating that must be' naturally, and your tone adjusts nicely whether the customer is formal or casual. Your written English is spot on.
Team Collaboration & Support
How you work with your immediate team, asking for help when needed, and generally being a good colleague.
  • You're actively participating in Slack channels for questions, offering to help out when you can (even if it's just sharing a knowledge base article), and you're open to feedback from your peers and Team Lead. You're not cherry-picking chats and leaving the tough ones for others.

7Would you like it

Both sides. What people enjoy, and what grinds them down.

What people enjoy
Helping People Directly

You'll get a genuine buzz from seeing a customer's 'thank you' message after you've sorted out their problem. It's that immediate gratification of making someone's day a bit easier.

A customer was stuck on a specific feature, you guided them through it, and they replied 'You're a lifesaver! Thanks so much.' That's what keeps you going.

Learning & Growing

You're keen to absorb all the product knowledge, troubleshooting steps, and best practices. You'll be actively looking for ways to improve your skills and handle more complex issues.

You'll spend your lunch break reading up on a new product feature or asking a senior agent about a tricky case you saw, just because you want to learn.

Being Part of a Supportive Team

You enjoy the camaraderie of working with others, knowing you can ask for help when you're stuck, and contributing to a shared goal of great customer service.

You'll be active in our Slack channels, asking questions, sharing tips, and generally being a helpful presence, rather than trying to figure everything out in isolation.

What frustrates people
  • The AHT vs. CSAT Squeeze: Being told to be fast, but also super thorough and empathetic.
  • Outdated Knowledge Base: Relying on info that turns out to be wrong and getting pulled up on it.
  • The 'Policy Wall': Having to enforce rules you didn't make and can't change, then dealing with the customer's reaction.
  • 'I already tried that': When a customer has done all the basic troubleshooting, meaning the problem is likely complex.
  • CSAT Bombing: Getting a low score for reasons completely unrelated to your service.
  • The Emotional Sponge: The cumulative drain of dealing with constant customer frustration and anger.
  • Vague Opening Lines: Customers just typing 'it's broken' and you having to pull out all the details.
What this role does not give you
  • Complete autonomy over policy changes or product development (you'll feed back, but not decide).
  • A quiet, solitary work environment (it's busy, chatty, and fast-paced).
  • Guaranteed 'easy' days (you'll get a mix of everything, and some days are just harder).
  • A role where you never have to repeat yourself (some issues are common, and you'll explain the same fix often).

8Who you work with

This role directly impacts our customer satisfaction and retention. You're the first line of defence, really. A great chat experience means customers stick around and are more likely to recommend us. You also feed vital information back to the team about common issues, which helps us improve our product and processes. Honestly, you're building trust with every single interaction.

Inside the business
  • Live Chat Team Lead
  • Senior Live Chat Support Agents
  • Product Support (Tier 2)
  • Customer Success Managers
Outside the business
  • Our Customers (existing and new)

9What you need before you start

Not a wish list. The things you would be expected to already have.

  • Excellent written English skills, including grammar, spelling, and punctuation. You'll be typing all day, so this is non-negotiable.
  • A genuine desire to help people and solve problems. If you don't enjoy helping, this won't be the right fit.
  • Basic computer literacy and comfort with learning new software quickly. You don't need to be a tech wizard, but you can't be afraid of new tools.
  • Ability to work effectively in a team environment, asking for help when needed and supporting colleagues.
  • A quiet, dedicated workspace with a stable internet connection if working remotely (which is typical for this role).

10What to practise next

Where the job is going, and what to do about it starting this week.

Advanced Intercom & Salesforce Utilisation

As you get more comfortable, you'll move beyond basic functions. Knowing the advanced features of our core tools will make you incredibly efficient and allow you to handle more complex scenarios without escalation.

Custom Macro Creation · Advanced Search & Filtering · Workflow Optimisation · Integration Awareness

  • This week: Ask a Senior Agent to show you their favourite Intercom macro or Salesforce shortcut.
  • This month: Try creating one simple custom macro for a common issue you face.
  • Month 2: Explore the reporting features in Salesforce (even just viewing existing dashboards) to see what data is available.
  • Month 3: Look for ways to automate small parts of your workflow using existing tool features.

Quick win: Start using keyboard shortcuts in Intercom and Salesforce. Every second saved adds up!

11Staying current once you are in

What people here do to keep up
  • Participate in all internal product training sessions and webinars. This is how you'll become a product expert.
  • Actively engage with our internal knowledge base (Guru), not just using it, but flagging areas for improvement.
  • Seek out feedback from your Team Lead and Senior Agents regularly, and actively work on the areas they highlight.
  • Shadow a Senior Agent for a few hours to see how they handle more complex issues and manage their workflow.
  • Take advantage of any online courses we offer on communication skills, de-escalation, or specific software tools.

The ten Future Fluencies

Zavmo analysis

The credential is what you can do today. These are what keep you valuable.

A qualification proves you can do the job as it's defined today. These ten are what decide whether you're still the obvious person for it in five years. They're the capabilities employers are now writing into senior roles faster than people are learning them. Zavmo weaves them through whatever you study, so you come out with both: the credential and the fluency.

The highlighted ones are the Fluencies your role leans on hardest, from how Associate Live Chat Support Agent is actually changing.

Working with AI on the job

Working with AI

Where AI is starting to help

Let's be real, you're here to help customers, not get bogged down in repetitive tasks or constantly searching for answers. That's where AI comes in. We're not talking about robots taking over your job; we're talking about smart tools that make your job easier, faster, and frankly, more enjoyable.

As an Associate Agent, you'll be learning a lot, and sometimes finding the right answer quickly can be a challenge. Our AI tools are designed to be your personal assistant, helping you find information, craft responses, and even anticipate customer needs. This means you can focus more on the human connection and less on the grunt work, freeing up precious time in your day.

AI Response Suggestions

Imagine a customer types a question, and before you even finish reading it, our AI suggests 2-3 perfect responses or links to the exact knowledge base article you need. You just click, edit a little to make it sound like you, and send. It's like having the answer on the tip of your fingers, every single time. This saves you typing out common answers and hunting through articles.

Real-Time Sentiment Analysis

Ever wonder if a customer is getting really annoyed, even if they're trying to be polite? Our AI monitors the chat for keywords and phrasing, giving you a real-time 'frustration score'. If a chat starts heading south, it'll flag it for you (and even your Team Lead), so you can adjust your approach or get help before things boil over. It's like having an emotional radar.

Intelligent Knowledge Search

Instead of typing keywords into Guru and hoping for the best, you can paste the customer's entire question into our AI-powered search. It'll use smart tech to find the most relevant paragraph within an article, giving you the exact answer you need, instantly. No more sifting through long documents; the AI does the heavy lifting for you.

Automated Chat Summarisation

At the end of a chat, instead of spending minutes typing up detailed notes for Salesforce, our AI automatically generates a concise summary of the customer's problem, what you did to fix it, and the final outcome. It pre-populates this into your CRM case notes, so you just need to quickly review and hit save. This is a huge time-saver and ensures consistent documentation.
