3What this role really is

A live chat support agent answers customer questions over text, usually handling several conversations at once, to solve problems quickly.

4What you'd actually use

The tools this job runs on, and how well you'd need to know each one.

You'll be managing concurrent chats, using macros (pre-written responses), tagging conversations for reporting, and navigating various inbox views to keep on top of your queue. It's your main workspace.

Salesforce Service Cloud (CRM) Basic

You'll be viewing customer history, logging detailed case notes after each chat, and updating contact records. It's where we keep all our customer information, so accuracy is important.

Guru (Knowledge Base) Intermediate

You'll be searching for and applying knowledge cards to solve customer issues, and following verification prompts to ensure the information is up-to-date. You'll also be suggesting new content.

You'll use team channels for quick questions, escalating issues to senior agents or other teams, and staying updated on any system outages or important announcements. It's how we all talk to each other.

Zendesk Support (Ticketing System) Basic

When a chat needs to be escalated or requires a follow-up that can't be done in chat, you'll create and update tickets here. You'll need to understand ticket statuses and priorities.

5What you get to decide, and how that grows

Power in a job isn't your title. It's what you're allowed to decide. Here's how it grows as you move up.

The choiceComing in Where you are nowThe step above
Customer Refund/Credit No authority; escalate to supervisor for approval. Authority for small credits/refunds up to £25, following clear guidelines. Escalate anything above this or outside policy. Authority for credits/refunds up to £100, with discretion for complex cases. Can approve exceptions with manager consultation.
Technical Troubleshooting Steps Follow pre-defined scripts and knowledge base articles; escalate if unsure. Independently apply standard troubleshooting steps and adapt them slightly based on customer context. Escalate novel issues. Design and implement new troubleshooting flows for emerging issues; make judgment calls on non-standard problems.
Knowledge Base Updates Suggest changes or new articles to a senior agent or manager. Propose and draft new Guru cards or updates for manager/senior review. Can make minor edits to existing content under guidance. Author, edit, and verify Guru cards independently. Act as a subject matter expert for specific product areas.
Escalation to Tier 2/Product Escalate all non-routine technical issues or complex complaints to supervisor. Independently decide when an issue requires escalation to Tier 2 Technical Support or the Product team, ensuring all relevant information is provided. Define and refine escalation paths and criteria. Act as a primary point of contact for Tier 2/Product teams for complex issue resolution.

6How you'll be judged

The scoreboard, and what is not on it. The hard targets, how often each is actually looked at, and the quiet signals that never reach a dashboard.

Customer Satisfaction (CSAT)
This is how happy customers are with your specific interaction, usually measured by a quick survey after the chat.
Target · >90%

If you handle 100 chats in a week, we'd expect at least 90 of those customers to give you a positive rating. Anything less, and we'll chat about what went wrong and how to improve.

First Contact Resolution (FCR)
Did you solve the customer's problem in that very first chat, without them needing to contact us again or get passed to someone else? That's the goal.
Target · >75%

Out of 10 chats, if you manage to fully resolve the issue for 8 of them without any follow-up needed, you're hitting this target well. It means you're efficient and thorough.

Average Handle Time (AHT)
This is the total time you spend on a chat, from when you pick it up to when you close it. We're looking for efficiency, but not at the expense of quality.
Target · <10 minutes

If your average chat takes 8 minutes, you're doing great. If you're consistently hitting 15 minutes, we'll look at why and see if there are ways to speed things up without cutting corners on service.

Quality Assurance (QA) Score
A senior agent or manager will review a sample of your chats each week against a checklist to make sure you're following processes, being empathetic, and providing accurate information.
Target · >95%

If a manager reviews 5 of your chats and finds you missed a key troubleshooting step in one, or forgot to log a detail in another, your score might drop. It's about consistent adherence to our best practices.

Concurrent Chat Count
How many chats you're comfortably handling at the same time, without dropping the ball on any of them. We'll monitor this to ensure you're productive but not overwhelmed.
Target · 3-4 concurrent chats

If you're consistently managing 3-4 chats simultaneously with good CSAT and AHT, you're hitting your stride. If you're struggling to keep up with 2, we'll look at training or support.

Customer Empathy & Tone
Are you genuinely listening to customers, even through text? Does your tone convey helpfulness and understanding, especially when they're frustrated?
  • You'll use phrases like 'I understand how frustrating that must be' or 'I can definitely help you with that'. Your chat transcripts will show you're actively acknowledging their feelings, not just rattling off solutions. Managers will spot this in QA reviews.
Problem-Solving & Resourcefulness
When the answer isn't obvious, do you dig a bit deeper? Are you good at finding solutions, even if it means checking a few different places?
  • Your chat logs will show you've gone beyond the first knowledge base article. You'll ask clarifying questions, try different troubleshooting steps, and use internal Slack channels to get help from colleagues before escalating. You'll be praised for solving tricky problems.
Team Collaboration & Support
Are you a good team player? Do you help out colleagues when they're stuck, or share useful tips you've found?
  • You'll be active in team Slack channels, offering advice or pointing people to the right resources. Managers will notice you helping new starters, answering questions, and generally contributing to a positive team atmosphere. You might get shout-outs in team meetings.
Knowledge Base Contribution
Are you actively improving our knowledge base? Spotting gaps, suggesting updates, or even writing new articles when you find a common problem?
  • You'll regularly submit suggestions for new or updated Guru cards. Your manager will see your contributions in the knowledge base system, and you might even lead a small project to update a specific section. This shows you're thinking beyond just your own chats.

7Would you like it

Both sides. What people enjoy, and what grinds them down.

What people enjoy
Solving Puzzles & Helping People

You genuinely enjoy the 'aha!' moment when you figure out a tricky customer issue. You get a real kick out of turning a frustrated customer into a happy one, and you're motivated by knowing you've made someone's day a bit better.

You'll feel a sense of accomplishment when a customer sends a 'Thank you, you've been so helpful!' message, especially after a complex troubleshooting session. That positive feedback really fuels you.

Working in a Fast-Paced, Dynamic Environment

You thrive on variety and the constant flow of new challenges. Sitting still isn't your thing; you prefer an environment where you're always busy, learning, and reacting to new situations.

A busy queue doesn't daunt you; in fact, you might find it energising. You'll enjoy the quick turnaround of chats and the need to switch contexts frequently, rather than finding it overwhelming.

Being Part of a Supportive Team

You value being able to ask for help when you need it and offering it when others are stuck. You like the camaraderie of working towards a shared goal with colleagues who have your back.

You'll actively participate in team Slack channels, asking questions and offering solutions. You'll appreciate the daily stand-ups where you can share challenges and successes with your peers and manager.

What frustrates people
  • The AHT vs. CSAT Squeeze: Being told to resolve chats quickly but also to deliver amazing service, which often feels like a contradiction. It's a constant balancing act.
  • Outdated Knowledge Base: You'll sometimes get dinged on quality because the official answer in Guru was wrong or missing, even though you followed it. That's frustrating.
  • The 'Policy Wall': Having to tell customers 'no' because of a company rule you can't change, and then dealing with their anger. It's not fun being the bearer of bad news.
  • 'I already tried that': That sinking feeling when a customer has already done all the basic troubleshooting, meaning you know you're in for a deep, complex problem.
  • CSAT Bombing: Getting a terrible satisfaction score because the customer was unhappy with the product's price or a feature they wanted wasn't available, even though you did everything perfectly.
  • The Emotional Sponge: The cumulative drain of absorbing customer frustration and anxiety for hours on end. It can be tiring, honestly.
  • Vague Opening Lines: When a customer just types 'It's broken' and you have to spend the first five minutes just trying to figure out what they're even talking about.
What this role does not give you
  • A quiet, solitary work environment: You'll be constantly interacting, often with multiple people at once, and collaborating with your team.
  • Predictable, routine tasks: While there are processes, every customer interaction is unique, and you'll encounter new problems daily.
  • Complete autonomy over policy: You'll be working within established company guidelines and will need to escalate decisions that fall outside your remit.
  • Immediate gratification for every effort: Some problems take time to solve, and not every customer will leave a glowing review, even if you did your best.

8Who you work with

This role directly impacts our customer retention and satisfaction scores. Happy customers stick around, tell their friends, and ultimately help us grow. You're essentially our brand ambassador in real-time, shaping how people feel about us one chat at a time. Get it right, and you're building loyalty; get it wrong, and you're risking churn and reputational damage. It's a big deal, honestly.

Inside the business
  • Live Chat Support Manager
  • Senior Live Chat Support Agents
  • Product Team (for bug reports and feature requests)
  • Technical Support (for escalations)
Outside the business
  • Existing Customers (our bread and butter)
  • Potential Customers (who might have pre-sales questions)

9What you need before you start

Not a wish list. The things you would be expected to already have.

  • Proven experience (2-5 years) in a customer-facing role, ideally in a live chat or digital support environment, where you've consistently met performance targets.
  • Demonstrable ability to type quickly and accurately (at least 50 WPM) while maintaining clear and concise written communication.
  • Experience with at least one CRM system (e.g., Salesforce, Zendesk) and a live chat platform (e.g., Intercom, LiveChat).
  • A solid track record of independently resolving customer issues and handling difficult conversations with empathy.
  • Strong problem-solving skills and a genuine curiosity to understand why things happen, not just how to fix them.
  • A stable internet connection and a quiet home workspace if you're planning to work remotely, as this is crucial for uninterrupted service.

10What to practise next

Where the job is going, and what to do about it starting this week.

Advanced CRM & Ticketing Workflow

As our products and processes become more complex, you'll need to navigate Salesforce Service Cloud and Zendesk with greater speed and accuracy. This means not just logging notes, but understanding how cases flow, how data is used, and how to spot potential data integrity issues.

Custom Report & Dashboard Interpretation · Case Routing Logic · Data Integrity Best Practices · Integration Awareness

  • This month: Ask your manager to show you some basic Salesforce reports that track chat data. Try to understand what they're telling you.
  • Next 3 months: Take the 'Salesforce Service Cloud Basics' trail on Trailhead. It's free and really helpful.
  • Month 4-6: Volunteer to help a senior agent with a small data cleanup project in Salesforce. Get your hands dirty.
  • Ongoing: Always double-check your case notes for accuracy and completeness. Think about how someone else would use that information.

Quick win: Make it a habit to click around Salesforce Service Cloud and Zendesk. Explore different tabs and views. The more familiar you are, the faster you'll be.

11Staying current once you are in

What people here do to keep up

The ten Future Fluencies

Zavmo analysis

The credential is what you can do today. These are what keep you valuable.

A qualification proves you can do the job as it's defined today. These ten are what decide whether you're still the obvious person for it in five years. They're the capabilities employers are now writing into senior roles faster than people are learning them. Zavmo weaves them through whatever you study, so you come out with both: the credential and the fluency.

The highlighted ones are the Fluencies your role leans on hardest, from how Live Chat Support Agent is actually changing.

Working with AI on the job

Working with AI

Where AI is starting to help

Let's be honest, some parts of chat support can be a bit repetitive, right? Or you spend too long searching for that one answer. Well, imagine if you could cut down on the tedious bits, get answers faster, and focus more on the actual human connection. That's where AI comes in. We're not talking about replacing you; we're talking about giving you a superpower.

Our AI tools are designed to work alongside you, making your job smoother and more efficient. Think of them as your smart assistant, always ready to help you respond quicker, find information instantly, and even flag tricky situations before they escalate. It means less time typing, less time searching, and more time making customers happy.

AI Response Suggestions

As a customer types, our AI analyses their query in real-time and suggests 2-3 relevant responses or knowledge base articles directly in your chat window. You can click to insert and then quickly edit it to make it sound like you, rather than typing from scratch. It's like having a super-fast brain that's already thought of the best answers for you.

Real-Time Sentiment Analysis

Our AI keeps an eye on the chat for keywords and phrasing that might indicate a customer is getting frustrated. It gives you a real-time 'frustration score' for the conversation. If a chat is at high risk of turning really negative, it can even automatically flag your manager, allowing for proactive intervention before things boil over. It's like having an early warning system for tricky customers.

Intelligent Knowledge Search

Forget keyword searching our Guru knowledge base. Now, you can paste the entire customer question into our AI search, and it will use smart semantic search to find the most relevant paragraph within an article, surfacing the exact answer you need instantly. No more scrolling through long articles; just the precise info, right when you need it.

Automated Chat Summarisation

At the end of a chat, our AI automatically generates a concise summary of the customer's problem, the troubleshooting steps you took, and the final resolution. This summary is then pre-populated directly into the Salesforce case notes, saving you precious minutes of manual typing after every single chat. It's not glamorous, but it's a huge time-saver.
