The scoreboard, honestly: the hard targets, how often each one is actually looked at,
and the quiet human signals that never make it onto a dashboard.
Individual CSAT/NPS Score
How satisfied customers are with your specific interactions, usually measured through post-contact surveys.
Target · >95% consistentlyIf your last 50 customer interactions resulted in 48 'very satisfied' ratings, you'd be hitting a 96% CSAT. This is crucial for us.
First Contact Resolution (FCR)
The percentage of customer issues you resolve completely on the very first interaction, without needing follow-ups or transfers.
Target · >80% for complex casesYou handle a tricky billing query, sorting it out in one go, rather than needing the customer to call back or for you to transfer them. That's an FCR win.
Average Handle Time (AHT) - Complex Cases
The average time you spend on escalated or complex customer interactions, balancing efficiency with thorough resolution.
Target · Within +/- 10% of the team average for similar case typesWhile we don't want you rushing, if the team average for a specific complex issue is 15 minutes, we'd expect you to be roughly in the 13-17 minute range, not 30 minutes every time.
Schedule Adherence
How closely you stick to your assigned work schedule, including breaks, lunches, and designated work periods.
Target · >98% consistentlyIf your shift starts at 9 am, we expect you to be logged in and ready to take contacts at 9 am. This helps us manage queues and wait times for customers.
Escalation Reduction Rate
The percentage of issues you resolve that were previously escalated to you, preventing further upward movement.
Target · Resolve >90% of all assigned escalations without further transferA junior agent passes you a tough customer complaint. You take it on and solve it, meaning it doesn't need to go to your manager. That's what we're looking for.

Problem Identification & Solution Proposing
Your ability to spot recurring customer issues or process breakdowns and suggest practical ways to fix them.
- You bring specific, data-backed examples of issues to team meetings
