Target · Achieve 85%+ FCR for your assigned ticketsA customer contacts you with a login problem. You troubleshoot, fix it, and confirm it's working, all in one interaction. That's an FCR.
Tickets/Calls Solved Per Hour (TSPH/CSPH)
The average number of tickets or calls you handle effectively within an hour, reflecting your efficiency.
Target · Handle 6-8 complex tickets or 4-5 escalated calls per hour, depending on complexity.If you work an 8-hour shift and solve 50 tickets, your TSPH is 6.25. We know complex tickets take longer, so this isn't about rushing, but about finding a good rhythm.
Average Handle Time (AHT)
The total time you spend on a customer interaction, from start to finish, including any follow-up notes.
Target · Keep AHT within team averages (typically 12-18 minutes for Tier 2 issues)You spend 15 minutes on a call, then 3 minutes writing up your notes. Your AHT for that interaction is 18 minutes. We're not looking for the lowest AHT, but a sensible one that shows you're being thorough.
Problem-Solving Effectiveness
How well you get to the root cause of an issue, not just patching over the symptoms. This means digging deeper, asking the right questions, and finding lasting solutions.

Customer Empathy & De-escalation
Your ability to really understand where a frustrated customer is coming from, calm them down, and guide them to a resolution with a positive attitude.
- Customers often mention your patience or helpfulness in surveys, even when their issue was tough. You can turn a heated conversation into a calm, productive one. Your call recordings (if applicable) show you actively listening and validating customer feelings.
Reliability & Follow-Through
