The pathway
How you actually get there, here
How you become one varies far more by country than what one does. This is the UK route. Most people take one of these ways in; the right one depends on where you're starting from.
- 1
From Contact Centre Manager (Multi-Site/Large Team)
3-5 years as a high-performing manager.Skills to master
- You'd need to have consistently hit site-level KPIs, managed a team of supervisors, and started to take on cross-functional projects. Proving you can manage complexity and influence beyond your direct reports is key.
You're ready to move on when
- Consistently exceeding service level and CSAT targets across multiple teams or a large site.
- Successfully led a major operational change or tech implementation project.
- Developed and promoted at least 2-3 supervisors into more senior roles.
- Presented operational reviews and strategic recommendations to senior leadership.
- 2
From Head of Workforce Management (WFM) or QA (Large Scale)
4-6 years in a senior WFM or QA leadership role.Skills to master
- You'd need to demonstrate a holistic understanding of contact centre operations, not just your specialism. This means broadening your knowledge of people management, customer experience strategy, and financial planning beyond WFM/QA.
You're ready to move on when
- Owned and optimised WFM/QA strategy for a contact centre of 200+ agents.
- Successfully influenced operational leaders to adopt WFM/QA recommendations.
- Developed strong analytical and reporting skills, translating data into actionable insights.
- Gained exposure to budget management and strategic planning processes.
- 3
From Operations Manager (Adjacent Industry)
5-7 years in a similar operational leadership role.Skills to master
- You'd need to quickly get up to speed on the nuances of contact centre specific metrics (AHT, FCR, SLA) and technologies (CCaaS, WFM). Your transferable skills in people leadership, process optimisation, and budget management would be crucial.
You're ready to move on when
- Managed large operational teams (50+ reports, including managers).
- Proven ability to optimise complex operational processes and drive efficiency.
- Experience managing significant budgets and P&L responsibility.
- Demonstrated quick learning ability and adaptability to new industry specifics.
